Sekasin-chatin tiimipäällikkö Miguel Reyes on koulutukseltaan sosionomi, mutta on käynyt myös terapiakoulutuksen ja tehnyt kaksikymmenvuotisen uransa aikana töitä niin lastensuojelussa kuin poikien auttavassa puhelimessakin.

Kuinka ilmaista empatiaa kirjoittamalla?
Sekasin-chat on täysin anonyymi, matalan kynnyksen verkkokriisityön palvelu, jossa työskentelee sekä palkattuja työntekijöitä että vapaaehtoisia. Yksilö-chatiin pääsee vasta jonotettuaan “olohuoneessa”. Kullekin asiakkaalle on varattu 45 minuuttia henkilökohtaista keskusteluaikaa.
Chat-työn luonteeseen kuuluu, että empatiaa voi osoittaa vain kirjoittamalla, mikä on oma taitolajinsa; chatissä sekä auttaja että autettava ovat täysin tekstin varassa. Tällöin esiin nousevat monenlaiset kielelliset ja tekstuaaliset ilmaisukeinot, kuten murteelliset ilmaisut ja hymiöt. Kun mikään aktiivisen kuuntelun elementeistä – ilmeet, asennot, nyökkäykset, hymähdykset ja äänenpainot – ei ole käytössä, tulee empatia pukea sanoiksi. Empatian ilmaisun kannalta tärkeää on nimetä ja eritellä toisen ihmisen tunteita. Chat-työntekijän onkin hyvä miettiä, koostuuko oma vuoro ainoastaan kysymyksistä vai voisiko niihin lisätä ymmärryksen sanoittamista. Joskus työntekijä voi myös referoida asiakkaan sanoja ja osoittaa näin vastavuoroisuutta. Chat-työntekijöiden koulutusmateriaalista löytyy joitakin esimerkkilauseita, joilla empatiaa voidaan osoittaa, kuten: “Ei mikään ihme, että voimat alkaa olemaan loppu, kun sulla on noin paljon meneillään.”
Esimerkeistä voi olla hyötyä aloittelevalle chat-päivystäjälle, mutta tavoitteena on löytää oma persoonallinen keskustelutyyli. Esimerkkinä Reyes antaa kumppani-sanan käytön vaimon, miehen, poika- tai tyttöystävän sijaan. Harkinta on tarpeen myös erilaisten moraalikäsitysten törmätessä.
Chatin ristiriitatilanteet
Asiakastyössä haastavia ovat esimerkiksi tilanteet, joissa asiakas antaa negatiivista palautetta, sillä aina ei voi tietää, kumpuaako palaute asiakkaan pahasta olosta vai chat-vuorovaikutuksen toimimattomuudesta. Aika ajoin asiakkaat haastavat työntekijää ja hänen kirjoittamiaan viestejä esimerkiksi väittämällä, että työntekijä ei ole ollenkaan läsnä tai kiinnostunut.
Reyesin mielestä tärkeä ohjeistus chatissä tehtävään tekstityöhön on, että mitään ei saisi olettaa. Asiakkaan sanomisia ei pidä lähteä tulkitsemaan tai arvailemaan. Kannattaa aina kysyä, jos ei ole varma, mitä asiakas sanoillaan tarkoittaa. Tämä voi auttaa ohjaamaan keskustelua tarkoituksenmukaiseen suuntaa.
Ristiriitojen välttämiseksi työntekijän ilmaisun tulee olla selkeää, eikä siinä saa olla monitulkintaisuutta. On tärkeää, että asiakas ymmärtää työntekijän viestin. Näin voidaan välttää väärinkäsityksiä. Kielen selkeyden ja ymmärrettävyyden vaatimus läpäisee siis kaiken tekstityön.

Reyes myöntää suhtautuneensa aluksi hivenen epäilevästi siihen, voiko nuoria ylipäätään auttaa chatin välityksellä.
